The hotel guest journey: five stages and where they break

Every guest travels the same five stages: booking, arrival, the stay, departure, and what happens after. Each stage leaves a trail in your reviews. Knowing the map is the first step; knowing which stage breaks in your property is the one that changes ratings.

Stage 1: pre-arrival and booking

The journey starts before the guest arrives. What they see on the booking page sets the expectation your property is judged against. Industry research keeps finding expectation-versus-reality mismatches at the root of complaints: a room not as booked, a view promised and not delivered. Whatever the booking page implies, the property has to match it.

Stage 2: arrival and check-in

Arrival is the first physical moment of the stay, and the data says it carries disproportionate weight. In our own market research across three boutique properties, the sharpest recurring friction was at arrival: a severe welcome problem, small in volume but severe in impact (GuestPrism pilot, Savannah). The industry scores it as its own dimension too: check-in and check-out is one of the seven measured satisfaction dimensions (JD Power, 2025 and 2026).

Stage 3: the room and the stay

The room is where most impression mass lives. Cleanliness is the dominant factor: it drove 69.8% of negative hotel reviews in one peer-reviewed 2026 analysis, and one in four reviews across 50,000-plus hotels mentions it (RapidEye, 2026; TrustYou). After cleanliness come noise, temperature, and Wi-Fi, in that order in recent complaint rankings (Mews, 2026).

Stage 4: departure and checkout

Checkout is where billing errors, surprise fees, and rigid policies turn a good stay into a bad review. Hidden fees and nickel-and-diming are one of the complaints that recur across every source and every property type. A checkout that matches the folio the guest expected protects everything the stay earned.

Stage 5: post-stay follow-up

The journey does not end at the door. The follow-up email, the review the guest writes, and the response the property leaves are all part of the journey, and they are public. Review responses are read by the next guests, not just the current one.
